The weak version of an outsourced help desk takes the call, opens a ticket and assigns it to your engineers. That adds a step and removes nothing. The useful version closes the ticket. Security Is the Real Risk in Help Desk Outsourcing
The help desk is one of the most attacked functions in any organisation, because it is the one team whose job is to restore access for someone who cannot prove who they are in the usual way. Social engineering of service desks — a confident caller, an urgent story, a request to reset a password or enrol a new authenticator — has been behind some of the most damaging intrusions of recent years. Outsourcing does not create that risk, but a careless arrangement can widen it.
The controls that matter are procedural more than technical. There should be a verification method that does not rely on information an attacker can look up, a rule that high-risk actions — privileged accounts, multi-factor re-enrolment, changes for executives — need a second factor of approval, and a culture in which an agent who refuses a suspicious request is backed rather than criticised. Ask any provider to walk you through exactly what happens when someone claiming to be your finance director calls to say they have lost their phone.
On the technical side, insist on named accounts rather than shared ones, least-privilege roles, full logging of administrative actions, and a regular review of what the desk's accounts can actually do. Privileges granted for a one-off project have a habit of staying. A well-run outsourced desk can end up more disciplined than an internal one, precisely because the rules had to be written down to hand the work over.
