Why Containment Rate Is the Wrong Headline Number
Most AI call center business cases are built on containment: the share of contacts the automation finished without a person. It is an attractive number because it converts directly into saved agent hours. It is also easy to inflate. Make the agent harder to reach and containment rises. So does abandonment, repeat contact and the number of customers who simply leave — none of which appear on the same dashboard.
The honest measure is resolution across the whole journey: did the customer's problem get solved, in how many contacts, across however many channels it took. An automated conversation that 'contained' a customer who then called back twice is not a saving; it is three contacts where there used to be one. Tracking repeat contact within seven days, by original contact reason, exposes this quickly and tells you exactly which automated flows to fix or withdraw.
There is a staffing consequence that business cases also tend to miss. When automation removes the simple contacts, the average human conversation becomes longer, more emotional and more complex. Handle time per contact goes up even as total volume goes down, and agents who were hired for throughput struggle. Programs that plan for this — by hiring for judgment, investing more in training, and giving agents real authority to resolve — keep the savings.
