What to Settle Before You Resell Contact Center Services

A white label arrangement lets an agency, consultancy, software company or telecom provider offer contact center services under its own name without building an operation. It works well when three questions are settled at the start, and awkwardly when they are left until a client is unhappy. The first is who owns the client relationship. In a true white label model the client contracts with you, is invoiced by you and deals with your people; the delivery partner stays invisible. That needs to be reflected in how agents introduce themselves, which email domains and phone numbers are used, how reports are branded, and what happens if a client asks to visit the operation.

The second is who is responsible when something goes wrong. Your client will hold you to the service levels in your contract with them, so the commitments you receive from your delivery partner need to match or exceed the ones you give. Align definitions as well as numbers: a service level measured over a month by one party and by interval by the other will cause a dispute eventually. Agree how incidents are communicated, since your client should hear about a problem from you, promptly, with a cause and a remedy, not discover it for themselves.

The third is commercial. Decide whether you are reselling at a margin on a per-hour or per-contact rate, packaging the service into your own fixed-price product, or earning a referral fee while the partner contracts directly — each suits a different business and carries different risk. Understand minimum commitments and how they flow down, because a minimum you have accepted but not passed on becomes your cost in a quiet month. And confirm the non-circumvention and data-ownership terms in both directions. Partnerships built on clear paper tend to last, and in this model longevity is where the value accumulates.
